The product is a capable help desk management system. It allows us to build a decent knowledge base that can be referenced later. We also like the software and hardware inventory features.
The amount of customization offered for different teams and operating companies under one platform, the dark web interface making tickets easy on the eyes, and the ability to merge duplicate tickets, either for the same issue or a larger issue creating multiple tickets as it is impacting more staff.
An interface that is clean and avoids clutter, which reduces agent burnout and cognitive load
The Admin UI is pretty confusing, particularly if you have multiple business units. I don't like the pricing structure of the business licenses vs IT agent licenses. The whole point of having business licenses is to reduce the cost. Most of our agents don't require IT agent licenses, but it costs us MORE to order the appropriate number of business licenses due to the discount they give for IT agent licenses. Makes no sense.
Complexity of the admin portal for editing different workspaces and workflows, the SaaS model as a single outage can impact us and numerous other customers, and a poor agentless scanning implementation.
Freshservices built-in analytics are excellent for standard metrics (average response time, ticket volume), but if you need to build highly specific, complex reports, you may hit a wall.
