However, once implemented, it is incredibly powerful. Seems to be a fairly common business standard from a service desk management perspective. I have used it in previous companies and it fulfills all the basic requirements. There is an element of implementation which heavily dictates quality, and our implementation isn't fully optimised, but where the platform does come through is in logging acitivity in a sensibly manageable way.

I like the capability for real time, zero copy data access across our enterprise systems. This means we can instantly use live data from major platforms like Snowflake and Databricks directly within our Servicenow workflow and AI agents, without having to move, duplicate or store a bunch of unnecessary copies.

Simple as a user and works effectively.

It provides structure, visibility, and consistency in handling different requests. The automation of workflows, task assignments, and notifications ensures that cases are managed efficiently and nothing gets lost or delayed. The case tracking and reporting features are particularly valuable, as they provide clear insights into volume, resolution times, and recurring issue trends that help us continuously improve internal processes. It also improved the overall employee experience.

Dislike

The thing I dislike the most is the high license cost and complex initial setup, which creates a steep learning curve. It's definitely not cost effective for smaller, high volume tasks that simpler tools can handle. Also, getting the system fully configured can be very time consuming and requires specialised technical expertise.

Without the heavier implementation resources and setup required, which requires a lot of internal organisational planning and discussion to define, it becomes a somewhat overweight platform that could be fulfilled by other internal technologies.

Dislike

The initial configuration and customization can be quite complex. It requires careful process design and additional support to align workflows with specific organizational needs. The user interface can feel a bit heavy for new users, especially for those who do not use the platform daily. Some of the reporting and dashboard setup options also require technical knowledge to fully leverage. Also, more investments in AI capabilities would benefit in a better experience.
